In short

  • For commercial parcels under Evri’s published direct-service terms, notify loss, damage or late-delivery claims in writing within 28 days for UK services or 45 days for international services, counted from the relevant carrier Order date. Check the label purchaser first, because intermediary bookings have their own claim route and applicable conditions.
  • A tracking enquiry, customer refund and carrier compensation request need separate records.
  • Save the written notification, its submission date and the case reference while gathering supporting evidence.
  • Match the claim to the purchased cover and eligible contents instead of assuming every damaged item is compensated.
  • AirPost is a peer-to-peer fulfilment network: online shops have their orders packed and dropped at a parcel point by verified people near their customers, who earn a fee per parcel from home. No warehouse, no minimum order volume.

Your customer reports that an order has not arrived. You need to help them, establish what happened and preserve any carrier claim. Searching for Evri business support can send you towards sales, parcel tracking or a generic contact page. The first practical decision is who purchased the label. This guide explains that decision and the commercial timetable using Evri’s official pages checked on 13 October 2026.

Who should open the case for your shop’s parcel?

Evri’s complaints procedure distinguishes direct senders from people using another purchase channel. For a label bought directly on Evri’s website, follow its sender support process. Where postage was purchased through a third party such as a marketplace or broker, the procedure directs you to that provider. Having an Evri tracking number does not establish that the direct website claim process controls the booking.

Keep the account holder, packer and customer distinct. Someone who physically prepared the parcel may hold the photographs and handover receipt without being the person who bought the service. Give that person a way to supply the evidence promptly. Your customer should not need to reconstruct the shop’s carrier agreement to report a missing order or request an appropriate resolution.

Which date starts the 28-day or 45-day clock?

Condition 7.3 of Evri’s direct terms refers to the relevant Order date. For commercial sending, it requires written notification within the UK or international period and says the claim will otherwise be rejected. Read that as the carrier booking Order, rather than silently substituting your webshop sale date, the promised arrival or the day the customer contacted you. Retrieve the service confirmation before recording the deadline.

Store the booking date and the relevant period together. If a label was bought before the parcel became ready, the notice clock may already be running during preparation. That is one reason to avoid leaving a stalled booking invisible in your order queue. Keep a reminder before the applicable deadline and follow the contract’s method of submission. A diary reminder is useful only if it leads to a retained written notification.

Do not assume that a tracking enquiry automatically satisfies the commercial claim notice. State the shipment reference, the issue and that you are notifying the claim, using the appropriate supported channel. Save the submission or acknowledgement. If the platform only gives you a case identifier, record it with the date and the information supplied. Ask support to clarify the claim route when the enquiry process does not make it clear.

Why do international loss claims need a second date?

Evri’s direct terms say an international loss claim can only be made ten days after the Delivery Estimate. They also encourage return of the completed claim form within fourteen days of sending it to you. These are different stages from the outer commercial notification period. Record the estimate, notice deadline and form date separately; none should disappear behind a single “contacted support” tick.

If the estimated delivery and the notification window appear difficult to reconcile, ask the applicable purchase channel for written instructions while time remains. Do not decide for yourself that waiting automatically extends a contractual notice period. International customs delays can complicate the factual investigation, but they do not make a calendar-based process unnecessary. Keep the estimate shown for the actual booked service rather than a generic carrier transit headline.

For a direct booking, your case sheet can therefore hold four dates: carrier Order, Delivery Estimate, written notification and claim-form issue. Add the completed form submission once done. For a third-party booking, replace the direct terms with that provider’s applicable instructions and keep the same event structure. This gives you a clear chronology without claiming that every Evri-powered label has identical deadlines.

What evidence should you gather without rewriting the incident?

Begin with the order-to-parcel link, booking confirmation, handover evidence and tracking history. For damage, preserve the customer’s initial description and available photographs. Ask for the item and outer packaging to be retained while the applicable process is followed. Keep the original files and dates. A neat later summary helps explain the case, but should not replace the underlying records or imply observations nobody made.

Separate evidence of sale from evidence of the goods’ cost and value. Retain the supplier or manufacturing record associated with the contents. For a multi-item order, list what was in the affected parcel instead of attaching the full shop invoice without explanation. If part of the shipment arrived intact, record that distinction. A customer’s request for a whole-order refund does not itself establish the carrier’s compensable loss.

Evri’s claims FAQ asks you to check prohibited and non-compensation items and links the remedy to selected cover for included goods. Review the contents and purchase conditions early. A label being successfully produced is not a determination that every object inside qualifies for compensation. If eligibility is unclear, ask for the relevant wording and avoid promising the customer that a carrier payout has already been approved.

What can the direct contact channel actually resolve?

The complaints page lists direct sender support at 0330 808 5456, with weekday hours of 8am–4pm and Saturday hours of 8.30am–2pm on the checked page. It also provides online chat and a route for unresolved cases after an earlier attempt. Use the current official page when contacting support. An old copied phone number or search snippet can point to a different service or outdated hours.

Prepare the identifying details before starting: parcel reference, name on the parcel and booking email. Give one concise account of the issue and attach the relevant evidence where supported. Preserve the response, even if it only requests more information. When you follow up, quote the existing case reference and identify the outstanding point, so another support contact does not create a separate case with conflicting details.

A response-time aim is not a guaranteed compensation decision. Keep the commercial deadline protected regardless of the expected support response. If a conversation concerns locating a parcel, do not describe it in your books as accepted compensation. Track investigation, decision and payment separately. That distinction also prevents a forecast of recovered costs from being mistaken for money the shop has actually received.

How do you handle a replacement without hiding its dispatch cost?

Decide the customer resolution under the applicable sales obligations and keep it separate from carrier recovery. GOV.UK states that faulty or misdescribed goods can require a refund, and sales pricing does not remove the customer’s rights. A pending parcel claim should not become your only customer-service answer. Record the refund or replacement decision against the sale, then maintain the carrier claim against the affected shipment.

If a suitable replacement is prepared through AirPost for online shops, its preparation is a new cost to assess. The repository constants checked on 13 October 2026 suggest €2.25 for a small-parcel sender fee and €0.85 for the platform component. One suitable outgoing replacement therefore has €3.10 in those illustrated components, before postage, materials and other agreed work.

That amount is not an Evri claim valuation or an assurance of reimbursement. Keep preparation, label cost and goods loss in distinct rows and follow the claim’s actual scope. Your sender’s agreed preparation fee may differ from the recommendation. For arranging custody and dispatch evidence before problems arise, use the first stock batch guide.
